A short menu or a skills prompt: billing, technical, returns. The call enters the queue tagged with that need, so it goes to an agent who handles that kind of issue.
The queue announces position or an estimated wait. Past a threshold you set, it offers a callback that holds the caller's place. The caller hangs up; the system calls them back when an agent is free.
The agent sees which queue the call came from and, where a CRM is connected, the caller's record. Recording starts after the announcement callers hear on entering the queue.
If a second person is needed, a warm transfer to a tier-two agent or a supervisor, with the caller's context. No cold transfer back into the queue.
A short wrap-up window for notes before the next call is delivered. Outcome codes, where used, feed the reports.
A wallboard shows calls waiting, longest wait and agents on calls in real time. The end-of-week report shows wait times, abandonment and callbacks by hour and by agent.
The single most useful setting on a support queue is the callback offer. A caller who has waited three minutes is deciding whether to hang up; a caller who has been promised a call in fifteen minutes is back at their desk.
Callbacks keep the caller's position in the queue, so a customer who accepts one is not penalized. They also flatten peaks: the 9 a.m. rush becomes a manageable list of return calls. Reporting shows callbacks offered, accepted and completed, so you know whether the threshold is right.
