Situation

A credit union of this size takes most member calls through one toll-free number that lands in a central Contact Centre, while each branch keeps a local number members have used for years. Volume is highest on paydays, at month-end and during tax season. Lending calls are seasonal; card and online-banking questions are constant.

The fraud and lost-card line is different from everything else. A member calling at midnight about a stolen card needs a person, not a menu, and the credit union wants that call to jump every queue. Regulators and the credit union's own policies require that identity be verified before any account information is given, and that certain calls be recorded.

Members are served in English and French, and one region has a large Punjabi-speaking membership. Agents' language skills need to be part of routing, not an afterthought.

Call-flow design

The toll-free greeting asks for language first, then offers cards and fraud, accounts and online banking, lending, or a branch. Choosing cards and fraud does not lead to another menu; it rings the fraud line immediately.

AI agents

The AI role is deliberately narrow: it deflects general questions so that agents spend their time on members who need verification and service.

  • The AI never asks for an account number, card number, PIN, password, date of birth or address, and never discusses balances or transactions.
  • Any mention of fraud, a lost card, a locked account or a suspicious transaction transfers the call to the fraud line at once.
  • Members can say 'agent' at any time and are transferred to the right language queue.

FAQ deflection

Answers branch hours and locations, posted rates, how to reset online banking access, how to order cheques, what to bring to open an account and how to reach a specific department. Anything beyond that is transferred.

Callback scheduling

When queues are long, offers to book a callback at a chosen time instead of holding, and confirms by SMS.

Bilingual greeting

Recognises the member's language from their first response and continues in English or French, then routes with the matching skill.

Contact Centre design

Agents carry skills for topic and language. Routing tries a matching agent first, then widens to any agent who can handle the topic, with the language requirement kept strict. The fraud queue has its own small team during hours and an on-call rota after hours, and any agent can transfer a member into it with priority.

Wallboards show waits per queue and language in the Contact Centre and on supervisors' screens. Supervisors can monitor, whisper and barge. Callbacks are scheduled or immediate, and return calls show the member services number.

Integrations

The core banking system is not connected to the AI in any way. It is queried only by agents from their own tools once a member has been verified. The CRM receives call logs, recording references and dispositions by API, matched to the member record by the agent rather than by caller ID alone. A webhook posts unanswered fraud-line events to the ticketing system so nothing is lost overnight.

Each connection is scoped during planning and availability is confirmed before activation.

Security, privacy and continuity

  • Recording on member services and fraud paths is announced; retention is set with the credit union's compliance and privacy functions.
  • Recording access is limited to compliance, quality assurance and the supervisor of the queue; branch staff do not see Contact Centre recordings.
  • Each branch and each remote agent has a registered 9-1-1 service address confirmed at setup.
  • If the Contact Centre site loses connectivity, queues continue to route to agents on the mobile and desktop apps elsewhere; the fraud line has a designated fallback destination that is tested quarterly.
  • Outbound calling is limited to Canadian and US numbers by default; unusual patterns raise an alert.

Rollout

  1. Plan

    Map skills, languages, the fraud rota and the AI's permitted questions with member services, fraud and compliance leads.

  2. Build and test

    Configure queues, wallboards and AI prompts on temporary numbers; run fraud-line drills at night with the on-call team.

  3. Pilot the fraud line

    Port the fraud number first because it is the most sensitive path, and run it for two weeks alongside the old system.

  4. Port toll-free and branches

    Move the toll-free number and branch numbers on scheduled dates, with forwarding until each port completes.

What we measure

Dashboards report answer time and abandon rate by queue and language, fraud-line answer time at every hour, callback completion, AI deflections and the share transferred to an agent, transfers from the AI to the fraud line, and recording coverage on required paths. These are instruments for the credit union, not results claimed in advance.

Why does the AI refuse to discuss accounts?

Because verifying a member's identity is the credit union's responsibility and the credit union wants a person doing it. The AI is configured to answer only general questions such as hours, rates and how-to steps, and to transfer anything touching an account. 3CTel writes that prohibition into the agent's rules and tests it before activation.

How is the fraud line answered at 3 a.m.?

After hours the fraud queue rings an on-call rota through the mobile app, retrying the next person if the first does not answer within a set time, with a final fallback destination the credit union designates. Unanswered events post to the ticketing system by webhook so the morning team sees them.

Can members choose a callback instead of holding?

Yes. When the estimated wait passes a threshold set with the credit union, the queue offers a callback that keeps the member's place, or the AI can book a callback at a chosen time. The return call shows the member services number and lands on an agent with the right language skill.
